Task-Technology Fit

In 1995, management scholars introduced Task-Technology Fit (TTF). The core idea is brutally simple: **a technology’s effectiveness depends not on the technology itself, but on how well it matches the task at hand.**

Think of a power drill. It’s a powerful tool—but use it to tighten a screw and it might strip the head. Use it to hang a picture and it’s perfect. Same tool, different tasks, wildly different outcomes.

AI customer service is that power drill.

“Order-status query” is a task characterized by structure (order number → database lookup → response), high repetition, and low emotional load. AI’s capabilities—fast queries, 24/7 availability, consistent responses—match perfectly. 95% resolution.

“Complaint handling” is a task characterized by unstructured inputs (each customer’s situation differs), high emotional load, and the need for judgment and empathy. AI’s performance lags far behind human agents. 20% resolution.
